ServiceNow Documentation

This case study describes Arrayo’s delivery of a structured documentation engagement supporting the ongoing operation, governance, and evolution of a client’s ServiceNow platform.

Challenge

The client operates a ServiceNow environment supporting business and IT processes across multiple areas, teams, and roles. As the platform continued to evolve, maintaining accurate, consistent, and up-to-date documentation became increasingly important for effective operations, governance, and compliance.

Historically, documentation responsibilities were managed alongside broader technical program activities. As the platform expanded, this approach placed an increasing burden on technical and program resources and made it more difficult to maintain documentation consistently.

Arrayo was engaged to establish dedicated ownership and a more structured approach to ServiceNow documentation. The scope included Standard Operating Procedures (SOPs), Work Instructions (WIs), Release Notes, and other technical and operational documentation.

Because the platform supports a regulated environment, the project also needed to address GxP expectations, traceability, and change control while ensuring that documentation remained clear and useful for both technical and business audiences.

Delivery

Arrayo established a dedicated ServiceNow documentation workstream responsible for creating, maintaining, and continuously improving documentation as the platform evolved.

The project combined technical writing expertise with close collaboration across platform teams and subject matter experts (SMEs). This enabled knowledge to be captured systematically and translated into clear, consistent, and well-structured documentation.

The engagement focused on:

  • Establishing clear ownership and accountability for documentation creation and maintenance.
  • Developing and maintaining SOPs, Work Instructions, Release Notes, and related platform documentation.
  • Standardizing documentation structures, processes, and practices across the team.

Rather than treating documentation as a periodic activity, the project integrated documentation management into the ongoing evolution of the ServiceNow platform.

Clear ownership and standardized practices improved the quality and consistency of documentation while helping ensure that important technical and operational knowledge was captured as the platform evolved. Documentation became easier to maintain, more accessible to its intended audiences, and better aligned with operational and governance requirements.

The project also shifted documentation activities away from technical and program resources, freeing capacity for higher-value platform and program responsibilities.

Overall, Arrayo established a documentation capability that supports the continued evolution of the ServiceNow platform while strengthening knowledge management, operational consistency, governance, and compliance.
